It is critical that you are aware of your own Appearance (body language), Communication (tone of voice and words used) and Engagement (active reflective listening) when interacting with a difficult person, and how having the discipline and awareness to control your ACE will help you avoid saying or doing something that may actually escalate a situation.

The normal, automatic response to someone getting upset, rude, and loud with us is for us to basically shut down and become defensive, but as a project manager you are going to have to fight that tendency to shut down and stay engaged in the moment. All three concepts have to work together otherwise you will most likely not be able to de-escalate a situation. If you are listening to someone but tend to tap your fingers or roll your eyes, or smirk, that situation will most likely escalate and go sideways in a bad way! If you are looking at someone in the eye AS IF you were listening to them, but in fact your mind is racing with what YOU want to say next, you are not really engaged in the moment and may end up saying something or doing something that will escalate the situation!

     BONUS: GM for Strategic Business purposes wanted to turn around a plant in 12-16 months. The engine plant was changing to a new type of engine. This meant basically gutting the insides and then ordering, installing and training on the new machinery. In addition, they wanted this plant to be a real-time computerized plant with computers printing out manifests as needed. In addition, capturing the quality inspection data in real-time and also adding computerized employee time-clock information for each engine built. The biggest factor was the risk of this project. John Riley - Gentle Response

John spent 7 years in the Army as an infantryman, and he is a veteran of the first Persian Gulf war in 1991, Desert Storm. He then worked as a police officer for the city of Grand Rapids for 20 years, retiring in 2015. John learned early in his police career that it was not always about driving fast with lights and sirens and wrestling and scuffling with bad people. Instead, he spent the majority of time simply talking to people... he was counseling, encouraging, admonishing, comforting, mediating and de-escalating. He had a knack for dealing with loud, rude, obnoxious people. In 2016 he founded Gentle Response LLC, a training program specifically designed to help a person develop stress inoculation, muscle memory, self-confidence and confidence in other coworkers and colleagues by the use of very dynamic, realistic scenarios based on actual incidences and situations. You can not, and will not, get all that from just sitting through a lecture presentation or watching a training video online. Today, John and his team have traveled around the US conducting Conflict De-escalation Training seminars for churches, businesses, corporations, state agencies and even law enforcement.
